## Job description

### 岗位职责 （1）体验体系搭建与优化

搭建并迭代客服中心客户体验管理体系，明确体验指标、评价标准及全场景体验规范，对接集团体验项目，推动体验管理标准化、规范化。 （2）客户之声（VOC）管理：多渠道收集客户反馈，建立分类归档机制，挖掘客户痛点与需求，输出分析报告，端到端追踪问题整改，确保反馈有响应、优化有落地。 （3）体验监测与分析：建立常态化监测机制，结合AI质检工具，实现自动化质检与精准复盘，重点跟踪NPS、体验度、一次问题解决率等核心指标；运用Excel、SQL等数据分析工具，开展数据挖掘与根因分析，结合竞品对标、用户调研等，输出专业分析报告，为体验优化决策提供数据支撑。 （4）流程与产品体验优化：联动多部门，针对痛点提出优化方案并推动落地，参与新产品、新业务孵化，从体验视角提供专业意见。 （5）客服团队赋能：制定体验相关培训计划，提升一线客服体验意识与服务水平，优化客服工作流程，建立激励机制，提升客服工作效率与满意度。 （6）合规与风险把控：体验优化过程中严格遵循银行监管要求及内部规章制度，确保客服服务、流程合规，防范声誉及监管风险。

### 任职资格 （1）基本条件

本科及以上学历，金融、市场营销、统计学、心理学等相关专业优先；5年及以上银行/信用卡客服中心、大型呼叫中心客户体验、服务质量相关工作经验，熟悉客服全渠道运营及信用卡核心业务。 （2）专业能力：精通NPS、CSAT、VOC等体验管理方法论，熟练使用Excel、SQL等数据分析工具，具备较强的数据洞察、数据建模与报告撰写能力；熟悉AI质检系统的应用与优化，能通过AI工具挖掘客服服务短板、定位客户潜在需求；能精准定位客户痛点，提出可落地的优化方案；具备优秀的跨部门沟通协调与项目推进能力，熟悉银行监管政策及客服服务标准者优先。 （3）综合素质：具备强烈的客户意识与同理心，目标导向，抗压能力强，能高效处理多任务；具备创新思维与严谨细致的工作态度，责任心强，拥有良好的职业素养与团队协作精神。
